Welcome back to our thrilling journey through Experience Design, as we embark on the 'Script' phase. Building upon the foundation laid in our previous article, "Navigating the Depths of Experience Design: The 'Understand' Phase", we're now ready to explore the intricacies of this critical second phase. In 'Understand,' we delved deep into extensive research about the brand, the context, and the customers. Now, in the 'Script' phase, we craft the parameters that intricately shape the narrative and design of a brand experience.


Why the 'Script' Phase Matters

The 'Script' phase is where the true magic unfolds. It's the heartbeat of experience design, where we meticulously define parameters and weave the emotional tapestry that will resonate profoundly with users. Much like a script sets the tone for a captivating movie or play, the 'Script' phase lays the indispensable foundation for crafting indelible brand experiences.

Before we stage a mesmerizing experience that whisks users away, we must first grasp the very essence of the brand. We delve into the brand's core codes, those unchanging elements that deeply resonate with its identity. These codes encompass graphic styles, symbols, colors, materials, and even sounds, forming the creative bedrock upon which we build the experience. It's imperative that the brand's strategy harmonizes seamlessly with these codes. At times, we may even redefine or refine these codes to align more closely with the brand's vision. Consider DISNEY, where the iconic castle and beloved Mickey Mouse symbolize the very essence of magic and wonder. These iconic elements serve as cornerstones, unifying the brand experience across theme parks, movies, and merchandise.

Drawing from the insights of the 'Understand' phase, we venture into crafting the emotional tapestry of the experience. This is where we craft a map, one that connects the meanings users seek with the emotions we aim to evoke.

In shaping this map, we draw inspiration from the work of Pieter Desmet at the Delft Institute of Positive Design. Desmet's work weaves meanings with a vibrant spectrum of emotions, ranging from animation to optimism, from assurance to gratification, and empathy.

This emotional spectrum becomes the guiding light, defining the rhythm and narrative arc of the story that unfolds within the user's journey. Take, for example, PENHALIGON'S, the British luxury fragrance brand. They meticulously craft an atmosphere that exudes mystery and elegance, designed to trigger emotions of curiosity, sophistication, and desire. Everything from the store's design to the scents chosen is an intentional stroke in the masterpiece of evoking these specific emotions.


Desired Experience: Theme

With insights from our emotional map, we elevate the essence of the 'Understand' phase into a captivating theme. This theme is built on identified opportunities, addresses needs, concerns, and delivers key takeaways. It encapsulates the transformation the brand experience imparts and the emotions it evokes. Consider IMAGINEERING, Walt Disney's R&D arm for theme parks, as they expertly craft experiences. Take STAR WARS as an example, with its theme, 'The Power of Hope,' expertly pitting good against evil. It profoundly reflects on character, friendship, technology, transcendence, and redemption. In the retail sphere, look no further than SAMSUNG's KX Center in London, with a theme of 'Provide Local Culture, Face-To-Face Learning, and Innovation.' This transforms technology into a tangible, fun experience.

Story Universe

Crafting a memorable experience is akin to painting a masterpiece. The setting, often referred to as the universe, is far from being a mere backdrop; it's a character in its right. This canvas is where the story unfolds, and it's as dynamic as the characters who navigate it. Imagine Disney's AVATAR experience, set in the awe-inspiring world of Pandora, a bioluminescent, otherworldly planet. It boasts colossal floating mountains, a mystical neural network called Eywa, and a lush, perilous ecosystem teeming with unique and vibrant flora and fauna.


Story's Main Characters

While many brand stories feature mascots as primary characters, we can elevate our storytelling by using our target audience personas as characters to foster a deeper emotional connection with our brand. This strategy allows customers to see themselves reflected in the characters, fostering a stronger bond.

In an experience script, there should be at least three vital characters:


  1. The Hero: The Customer or Brand - In this role, the customer becomes the protagonist of their own story, where the brand plays the enabler of their journey.

  2. The Mentor: The Brand or Contact Personnel - This character guides the hero through their journey, offering assistance and expertise.

  3. The Antagonist: The Problem, Concern, or Customer Need - This character represents the challenges or obstacles the hero must overcome, the very hurdles in the path of achieving the customer’s goal.


Imagine HERMÈS personalized shopping experiences, where each customer takes center stage as the ‘hero.’ Guided by the ‘mentor’ (brand representatives), they navigate their journey while overcoming the ‘antagonist’—challenges or customer needs. For instance, for some customers, understanding that the premium price they pay stems from the high craftsmanship and intricate details behind each piece may prove a challenging obstacle. This scenario requires educating customers about the brand’s unwavering commitment to craftsmanship and excellence.


Key Script Development

In the script development phase, we craft specific brand messages that harmonize with the intended meanings and emotions of the experience. These key scripts serve as verbal cues to kick-start meaningful dialogues between brand representatives and customers, laying the foundation for improvisation and co-design. Luxury brands like Gucci masterfully utilize key scripts to create personalized shopping experiences. As a customer enters, a client service representative may warmly express, "Welcome back to Gucci. We've prepared a selection of unique pieces based on your preferences. Shall we explore them together?" Meanwhile, at a Nike store, the typical customer journey often begins with the greeting, “Welcome to Nike! How can I help you achieve your fitness goals today?”


Story Structure: Duration, Arc, Peak, and End Rule

In the intricate realm of experience design, each encounter is akin to a captivating story, complete with a carefully orchestrated rhythm and duration. This story structure, often resembling a three-act structure, serves as the guiding framework. Depending on the narrative, these acts might take on various forms: in classical storytelling, we find Beginning, Middle, and End; in romantic comedies, they manifest as Meet (setup), Lose (conflict), and Get (resolution). Joseph Campbell's renowned Hero's Journey, immortalized in his eponymous book, employs Departure, Initiation, and Return.

At the heart of this story structure is the essential Story Arc, a mechanism that propels characters and situations from one state to another. In essence, it orchestrates a profound transformation. This concept closely mirrors the emotional journey used to depict the array of emotions experienced by users throughout their touchpoints or moments in service design. Within this journey, people tend to evaluate an experience primarily based on how they felt at its zenith and its culmination. It's crucial, therefore, to deliberately select which moments or specific touchpoints, within moments, should be elevated to the status of a peak. Generally, a single peak is designated for each experience, ensuring that it remains etched in memory, brimming with emotional intensity. To illustrate, let's turn to the timeless tale of CINDERELLA, penned by the French author Charles Perrault in the XVII century. In this narrative, the peak materializes as Cinderella's enchanting encounter with Prince Charming at the royal ball, against all odds. The story concludes with the unforgettable union of Cinderella and her beloved prince, living "happily ever after."

Story Plot

With all parameters expertly set, we now weave the story plot. This synopsis encapsulates crucial facts and scenes, providing a roadmap for co-creating the experience. Consider the work of Spanish choreographer Blanca Li with LE BAL DE PARIS, an immersive narrative that enthralls the audience. Set at a grand ball in Paris, audience members actively engage with live dancers, creating their own unique experiences. The impact was so profound that the experience was presented at the 78th Venice International Film Festival in 2022 and earned the esteemed award for the Best VR Experience. The story commences with a grand ball hosted in Paris by the affluent banker Richard de la Rivière in honor of his daughter Adèle, returning home to Paris after several years of globetrotting. Among family and friends, Adèle’s father introduces her to an attractive young businessman. Suddenly, Adèle recognizes Pierre among the guests, rekindling memories of their past love affair, which had left them with bitter memories.

In conclusion, as we navigate the 'Script' phase, remember that stories inspire unforgettable experiences. It's during this phase that we meticulously define the parameters, setting the stage for captivating and transformative encounters. Just as Yabu Pushelberg once shared about designing the beauty floor for Bergdorf Goodman, "We created a story about a young woman akin to Holly Golightly from Breakfast at Tiffany’s. The design was inspired by this vision of her getting lost in the store at night, discovering beautiful and interesting things, rooms, and objects that had been forgotten."
